SMART PLAZA: Turning a Shopping Mall into a Digital Customer Ecosystem

By March 2025, Dostyk Plaza faced a structural decline in customer traffic: unique visitors were down by approximately 35%, while new visitors had declined by 38%. At the same time, the shopping mall had a fundamental digital limitation. Traditional footfall analytics could show how many people came, but not who had stopped visiting, where they went or how to build a personalized relationship with them. Meanwhile, consumers were already accustomed to digital services that recognize their preferences, remember their behavior and provide relevant experiences. The opportunity was to bring this level of personalization into physical retail and turn Dostyk Plaza from a place people simply visited into an interactive digital ecosystem.

Problem

The challenge was not to launch another loyalty app. We needed to create a digital layer around the physical shopping mall that could: - identify and reactivate lost visitors; - connect customer behavior across multiple digital platforms; - convert anonymous offline traffic into first-party relationships; - personalize communications and experiences; - increase repeat visits and loyalty; - connect digital engagement with physical purchases and business results. The key objective was to make the customer journey measurable end-to-end — from offline behavior and digital contact to mall visit, purchase and repeat visit.

Solution

We built the Smart Plaza ecosystem around four connected digital layers. 1. Behavioral Big Data Using anonymized mobile location data, we analyzed actual offline behavior: visit frequency, dwell time, inactivity and migration between Dostyk Plaza and competing malls. This identified 238,756 visitors who had been absent for approximately six months, as well as core and super-core audience segments. Instead of targeting only by demographics or online interests, we could communicate based on real-world behavior. 2. Smart Plaza Super App The updated Super App became the center of the customer experience. Users could earn loyalty bonuses for purchases, exchange them for shoppertokens, discounts and gifts, receive personalized offers, pay for parking, discover events, buy cinema tickets, register for activations and receive personalized push notifications. The app transformed an anonymous physical visit into an ongoing digital relationship. 3. Cross-platform customer journey Behavioral audiences were activated through Meta and TikTok. CRM, email, social media and push notifications continued personalized communication, while the Smart Plaza Super App became the owned digital hub. Offline activations — including the ice show, Family Day, concerts, the Safe promotion with a trip to Malaysia and New Year campaigns — were integrated into the same journey. A customer could discover an experience through social media, receive a personalized offer, interact with it in the app, visit the mall, make a purchase, earn rewards and receive the next reason to return. 4. Online-to-offline measurement AppsFlyer, Firebase and CRM connected the entire journey: Behavioral Data → Digital Contact → App → Physical Visit → Purchase → Loyalty → Repeat Visit Offline behavior informed digital personalization, while digital interaction generated measurable offline results.

Results

The Smart Plaza ecosystem identified 238,756 inactive visitors and successfully reactivated 98,335 of them, delivering a 49.4% reactivation rate. Digital interaction translated into sustained customer behavior: 69% core audience retention, 72% repeat visits, 3.9 visits per customer per month. It also generated measurable commercial value: 90% purchase conversion, KZT 23,000 average basket, +15–18% tenant sales growth, KZT 2.03 billion incremental turnover, ROMI 1:10, ROI 1000%. Overall, Dostyk Plaza reached 1.21 million visits and 326,000 unique visitors, exceeding its target by 51% and Shopping Index benchmarks by 40%. The project proved that a shopping mall can become more than a physical destination. Smart Plaza turned offline behavior into digital intelligence — and digital interaction into measurable offline business growth.
